AI Support Copilot for SaaS

Built a retrieval-augmented support copilot that drafts replies grounded in the product's own docs and ticket history. Cut first-response time by 62 percent.

Problem

A B2B SaaS platform was drowning in support volume. Their five-person team was triaging 400+ tickets a week, with median first-response time creeping past four hours. The product had years of well-written docs and a deep ticket history, but agents kept re-answering the same questions from scratch because nothing surfaced the right context at the right moment.

They didn't want to replace the humans. They wanted to give the humans a first draft.

Approach

We built an internal copilot that drafts a grounded reply the moment a ticket lands.

  • Indexed the corpus — product docs, release notes, and three years of resolved tickets — into Pinecone with hybrid retrieval (BM25 + dense vectors) so both keyword and semantic matches surface.
  • Wrapped Claude in a tight system prompt with the company's voice guide, escalation rules, and a strict "cite or refuse" policy — every claim links back to a doc or prior ticket.
  • Wired into their existing helpdesk via webhook — the copilot drafts the reply directly into the agent's compose box, never sending autonomously.
  • Added a feedback loop — agents thumb up / down each draft, and rejected drafts feed a weekly review queue so we tune retrieval and prompts on real failure modes.
  • Built an eval harness that replays a held-out set of 200 historical tickets on every prompt change, catching regressions before they ship.

Five weeks from kickoff to production. Agents kept full editorial control.

Outcome

  • First-response time down 62% (4h 10m → 1h 35m median)
  • 78% of drafts accepted with light edits, 14% accepted as-written
  • Ticket volume per agent up 2.3× without overtime
  • CSAT held steady at 4.7/5 — quality didn't slip when speed went up
  • Eval harness caught two prompt regressions before they reached production

The team has since extended the same pattern to onboarding emails and proactive churn outreach.
